Former WiZiQ product manager Vikrama Dhiman responded to one of my tweets with a full-blown blogpost, thereby giving support to Matt Mullenweg‘s point that microblogging goes hand-in-hand with “macroblogging.”

Thanks a lot for your kind comments. I’m very happy that my tweet (and status update) triggered this.

A bit of context for my tweet (actually, a post from Ping.fm, meant as a status update, thereby giving support in favour of conscious duplication, «n’en déplaise aux partisans de l’action contre la duplication».)

I’ve been thinking about what I call the “draft æsthetics.” In fact, I did a podcast episode about it. My description of that episode was:

Sometimes, there is such a thing as “Good Enough.”

Though I didn’t emphasize the “sometimes” part in that podcast episode, it was an important part of what I wanted to say. In fact, my intention wasn’t to defend draft æsthetics but to note that there seems to be a tendency toward this æsthetic mode. I do situate myself within that mode in many things I do, but it really doesn’t mean that this mode should be the exclusive one used in any context.

That aforequoted tweet was thus a response to my podcast episode on draft æsthetics. “Yes, ‘good enough’ may work, sometimes. But it needs not be applied in all cases.”

As I often get into convoluted discussions with people who seem to think that I condone or defend a position because I take it for myself, the main thing I’d say there is that I’m not only a relativist but I cherish nuance. In other words, my tweet was a way to qualify the core statement I was talking about in my podcast episode (that “good enough” exists, at times). And that statement isn’t necessarily my own. I notice a pattern by which this statement seems to be held as accurate by people. I share that opinion, but it’s not a strongly held belief of mine.

Of course, I digress…

So, the tweet which motivated Vikrama had to do with my approach to “good enough.” In this case, I tend to think about writing but in view of Eric S. Raymond’s approach to “Release Early, Release Often” (RERO). So there is a connection to software development and geek culture. But I think of “good enough” in a broader sense.

Disclaimer: I am not a coder.

The Calder quote remained in my head, after it was mentioned by a colleague who had read it in a local newspaper. One reason it struck me is that I spend some time thinking about artists and engineers, especially in social terms. I spend some time hanging out with engineers but I tend to be more on the “artist” side of what I perceive to be an axis of attitudes found in some social contexts. I do get a fair deal of flack for some of my comments on this characterization and it should be clear that it isn’t meant to imply any evaluation of individuals. But, as a model, the artist and engineer distinction seems to work, for me. In a way, it seems more useful than the distinction between science and art.

An engineer friend with whom I discussed this kind of distinction was quick to point out that, to him, there’s no such thing as “good enough.” He was also quick to point out that engineers can be creative and so on. But the point isn’t to exclude engineers from artistic endeavours. It’s to describe differences in modes of thought, ways of knowing, approaches to reality. And the way these are perceived socially. We could do a simple exercise with terms like “troubleshooting” and “emotional” to be assigned to the two broad categories of “engineer” and “artist.” Chances are that clear patterns would emerge. Of course, many concepts are as important to both sides (“intelligence,” “innovation”…) and they may also be telling. But dichotomies have heuristic value.

Now, to go back to software development, the focus in Vikrama’s Agile Diary post…

What pushed me to post my status update and tweet is in fact related to software development. Contrary to what Vikrama presumes, it wasn’t about a Web application. And it wasn’t even about a single thing. But it did have to do with firmware development and with software documentation.

The first case is that of my Fonera 2.0n router. Bought it in early November and I wasn’t able to connect to its private signal using my iPod touch. I could connect to the router using the public signal, but that required frequent authentication, as annoying as with ISF. Since my iPod touch is my main WiFi device, this issue made my Fonera 2.0n experience rather frustrating.

Of course, I’ve been contacting Fon‘s tech support. As is often the case, that experience was itself quite frustrating. I was told to reset my touch’s network settings which forced me to reauthenticate my touch on a number of networks I access regularly and only solved the problem temporarily. The same tech support person (or, at least, somebody using the same name) had me repeat the same description several times in the same email message. Perhaps unsurprisingly, I was also told to use third-party software which had nothing to do with my issue. All in all, your typical tech support experience.

But my tweet wasn’t really about tech support. It was about the product. Thougb I find the overall concept behind the Fonera 2.0n router very interesting, its implementation seems to me to be lacking. In fact, it reminds me of several FLOSS development projects that I’ve been observing and, to an extent, benefitting from.

This is rapidly transforming into a rant I’ve had in my “to blog” list for a while about “thinking outside the geek box.” I’ll try to resist the temptation, for now. But I can mention a blog thread which has been on my mind, in terms of this issue.

Firefox 3 is Still a Memory Hog — The NeoSmart Files.

The blogpost refers to a situation in which, according to at least some users (including the blogpost’s author), Firefox uses up more memory than it should and becomes difficult to use. The thread has several comments providing support to statements about the relatively poor performance of Firefox on people’s systems, but it also has “contributions” from an obvious troll, who keeps assigning the problem on the users’ side.

The thing about this is that it’s representative of a tricky issue in the geek world, whereby developers and users are perceived as belonging to two sides of a type of “class struggle.” Within the geek niche, users are often dismissed as “lusers.” Tech support humour includes condescending jokes about “code 6”: “the problem is 6″ from the screen.” The aforementioned Eric S. Raymond wrote a rather popular guide to asking questions in geek circles which seems surprisingly unaware of social and cultural issues, especially from someone with an anthropological background. Following that guide, one should switch their mind to that of a very effective problem-solver (i.e., the engineer frame) to ask questions “the smart way.” Not only is the onus on users, but any failure to comply with these rules may be met with this air of intellectual superiority encoded in that guide. IOW, “Troubleshoot now, ask questions later.”

Of course, many users are “guilty” of all sorts of “crimes” having to do with not reading the documentation which comes with the product or with simply not thinking about the issue with sufficient depth before contacting tech support. And as the majority of the population is on the “user” side, the situation can be described as both a form of marginalization (geek culture comes from “nerd” labels) and a matter of elitism (geek culture as self-absorbed).

This does have something to do with my Fonera 2.0n. With it, I was caught in this dynamic whereby I had to switch to the “engineer frame” in order to solve my problem. I eventually did solve my Fonera authentication problem, using a workaround mentioned in a forum post about another issue (free registration required). Turns out, the “release candidate” version of my Fonera’s firmware does solve the issue. Of course, this new firmware may cause other forms of instability and installing it required a bit of digging. But it eventually worked.

The point is that, as released, the Fonera 2.0n router is a geek toy. It’s unpolished in many ways. It’s full of promise in terms of what it may make possible, but it failed to deliver in terms of what a router should do (route a signal). In this case, I don’t consider it to be a finished product. It’s not necessarily “unstable” in the strict sense that a software engineer might use the term. In fact, I hesitated between different terms to use instead of “stable,” in that tweet, and I’m not that happy with my final choice. The Fonera 2.0n isn’t unstable. But it’s akin to an alpha version released as a finished product. That’s something we see a lot of, these days.

The main other case which prompted me to send that tweet is “CivRev for iPhone,” a game that I’ve been playing on my iPod touch.

I’ve played with different games in the Civ franchise and I even used the FLOSS version on occasion. Not only is “Civilization” a geek classic, but it does connect with some anthropological issues (usually in a problematic view: Civ’s worldview lacks anthro’s insight). And it’s the kind of game that I can easily play while listening to podcasts (I subscribe to a number of th0se).

What’s wrong with that game? Actually, not much. I can’t even say that it’s unstable, unlike some other items in the App Store. But there’s a few things which aren’t optimal in terms of documentation. Not that it’s difficult to figure out how the game works. But the game is complex enough that some documentation is quite useful. Especially since it does change between one version of the game and another. Unfortunately, the online manual isn’t particularly helpful. Oh, sure, it probably contains all the information required. But it’s not available offline, isn’t optimized for the device it’s supposed to be used with, doesn’t contain proper links between sections, isn’t directly searchable, and isn’t particularly well-written. Not to mention that it seems to only be available in English even though the game itself is available in multiple languages (I play it in French).

Nothing tragic, of course. But coupled with my Fonera experience, it contributed to both a slight sense of frustration and this whole reflection about unfinished products.

Sure, it’s not much. But it’s “good enough” to get me started.

Apps and iTunes Cards in Canada: Follow Up

Recently blogged about this issue: though information about this appears nowhere on the card or in the terms of service, iTunes Cards (gift cards or certificates) may not be used to purchase applications on the Canadian version of the iTunes Store.

Since I posted that blog entry, a few things have happened. I did receive replies from Apple, which were rather unhelpful. The most useful one was this message:

Hello Alexandre,

I understand and apologize about your situation and i do want to assist you as much as possible . I am going to issue you 10 song credit. Again i apologize and i hope this issue gets resolved. I will also apply feedback about this issue .

I had no intention of purchasing tracks on the iTunes Store at this point but I do “appreciate the gesture.” Here’s what I wrote back:

Not overwhelming gratitude on my part. Simply stating that, though this isn’t appropriate, I can still be polite.

What’s funny is that I received this reply to my simple “thank you” note:

Dear Alexandre,

You’re very welcome. I’m glad to hear that i was able to help some .

Nothing makes Apple happier than to hear that we have pleased our customers. I hope that you continue to enjoy the iTunes Store.

From that message, you’d think I had praised the iTunes Store for hours on end.

Just in case it might make a difference, I tried filing another support request. Here’s the reply on that one:

I’m sorry, but you will not be able to purchase games or applications with store

This one sounds even more like a canned reply and  “the information provided” doesn’t, in fact, “solve [my] gift card issue.”

Clearly, Apple isn’t “doing the right thing.” In terms of customer service, it’s not a positive experience. I did enjoy some aspects of the iTunes Store and I think it’s quite convenient. But I’m not “enjoying the iTunes Store” so much, anymore.

In the meantime, I started receiving comments on my previous blogpost on the issue. One was from someone who purchased a 150$ iTunes Card. Almost as much as the 8GB iPod nano.

Most of the advice given on this issue, outside from Apple’s unhelpful replies, has to do with things which are illicit. One would be to resell tracks purchased with this card to other iTunes users. Since the tracks are now all DRM-free, this is technically feasible. But it’s also illicit and potentially traceable. Another piece of advice, to purchase applications using an iTunes Card, is to buy a card in the US. As far as I know, this is technically doable but it also contradicts Apple terms of service.

Not good solutions, but ones which disgruntled iTunes Card buyers may contemplate.

Since then, I also received a message asking me to complete a survey about my experience with Apple support. Here’s the complaint I included in that survey:

I was given the “runaround” on a very easy issue: I need a refund.
There’s an obvious problem with the fact that iTunes Cards may not be used to purchase applications on the Canadian version of the iTunes Store. Nowhere on the card itself or even in the Terms of Service is this restriction mentioned. As this issue gains prominence, Apple could get a significant hit in consumer perception. Not sure if it will become a class action lawsuit, but it’s as significant an issue.
Email replies were disappointingly unhelpful. Instead of investigating the situation, I was led to a forum post musing about the possible reasons for this restriction. I was eventually credited ten songs even though I had no intention of getting tracks on the iTunes Store at this point.
While the amount of money is relatively small in my case, I’m getting comments on my blog from people who lost the money equivalent of an iPod nano.

Again, I probably won’t file a class action lawsuit against Apple, in part because these suits mostly make money for lawyers. But my dissatisfaction with Apple remains. In a way, it even grows, because there were several opportunities for Apple to “do the right thing.” Yes, it’s partly on principle. But it’s also a matter of the way the corporation is perceived. In this case, they sound polite but quite dismissive.

There’s no question in my mind that a mistake was made: no information on this restriction was added anywhere a gift card purchaser may find it. Because of this, people are redeeming iTunes Cards with the specific intention of enjoying their iPhone or iPod touch in a new way. As this was a season of gift-giving, some people probably received these gift cards and, thinking they might use them anywhere on iTunes, redeemed these cards instead of returning them. Only to find out, after the fact, that “you will not be able to purchase games or applications with store credit or an iTunes Gift Card in Canada.”

Bummer.

This frustration isn’t such a big deal in the abstract. But context is everything. Part of the context is the set of restrictions placed by the iTunes Store in general. It may not have been much of an issue, for a given user, that it’s impossible to buy applications directly from developers, unlike Android Market (the Google equivalent to the App Store). For casual users, this is pretty much a non-issue, especially since the App Store is so convenient. But this restriction becomes quite conspicuous once an iPhone or iPod touch user runs into this kind of problem.

There’s a broader issue. With the iTunes Store, Apple is sometimes said to have “solved micropayment.” Ever since the iTunes Music Store opened, at least part of Apple’s success has been assigned to the Amazon-like way they implemented their payment structure and it’s quite likely that the iTunes Store model has been having positive effects on the way Apple is perceived by investors. Because of the way it handles payments and reduces overhead, Apple has been able to make money on relatively small amounts of 99¢ (and, recently, 69¢). I’d call this “minipayment” because one can easily imagine even smaller amounts being paid online (for instance, a minute of cellular or long-distance communication). In this case, Nokia, eBay/Skype, and cellphone carriers have better micropayment systems. But Apple still deserves “Wall Street cred” for the way it handles small payments.

Yet, once you start thinking about Apple’s payment system in more details, say because of a bad experience with the applications section of the iTunes Store, you start noticing how flimsy the payment structure is because it relies on users willingly entering a closed system. It’s not just that the iTunes Store is closed. It’s that, once you buy on Apple, you need to restrict yourself to “Apple’s ecosystem.” This has often been the case on a technical level. It’s now a matter more visible to the casual end user: money.

From a “tech media” perspective, this closed ecosystem is part of a pattern for Apple. But the financial part isn’t frequently discussed.

It will sound like a strange analogy but it’s the one with which I come up as I think about this: IKEA bedding. Because IKEA’s measurements are metric, bed linen was an issue with IKEA-purchased mattresses in Canada. Not sure if it’s still the case but it used to be that those who bought beds at IKEA were then stuck with metric measurements for bed linen and those are difficult to find in Canada. In effect, those who purchased beds at IKEA were restricted to IKEA linen.

In computer terms, the classic case is that of a difference in fileformat between products from two developers. Apple certainly had its share of “format wars” but it mostly solved these issues. Recent Macs (including the Mac mini Intel Core Duo I’m currently using) support a Windows installation as well as Mac OS X. In terms of networking, it’s now quite easy to set up mixed networks with both Mac OS X and Windows machines. Even the music part of the iTunes Store is lifting those restrictions which made them technically incompatible with other devices. All in all, Apple has gone away from its strict control, at least in technical terms.

But in financial terms, Apple is using a fairly restrictive model for its iTunes Store. Once money gets into an account (through gift cards, allowances, or “gifting”), it can only be used on that account. Because of some restrictions specific to Canada, some of that money is restricted from use for buying applications. And Paypal isn’t available as a payment option in the Canadian iTunes Store. In effect, the only way to purchase an application for the iPhone or iPod touch is through a valid credit card. Given the fact that a majority of people are likely to have some kind of credit card, this doesn’t seem too restrictive. But there’s a variety of reasons people may not have valid credit cards and there’s no connection between buying something on the App Store and using a credit card. The iPod touch has been marketed as a gaming platform during the holidays and chances are that some iPod touch owners are children without credit cards. I’m not sure what the options are for them to buy iPod touch games. The same could be said about games for the iPod Classic, a device which clearly is used by children.

Part of the problem relates to the Canadian financial system. For one thing, debit cards with credit card numbers are rare in Canada (I’m not sure they exist). Many Canadians tend to use Interac, which does offer some advantages over credit cards, IMHO. As I’ve recently experienced, Interac now works online. It would make a lot of sense for Apple to support it online (I’m sure Canadian Apple Stores already support it). And there must be a reason Paypal, which can be used for iTunes Store purchases in the US, is unavailable in the Canadian iTunes Store.

So, yet again, Apple’s Canadian customers appear “underprivileged” by comparison with US customers. In public perception, this is pretty much a pattern for Apple.

I don’t think that the messages I’ve received helped. Though they were polite, they were dismissive as my problem was basically dismissed. From being dismissive, Apple can sound arrogant. And arrogance is tricky, in today’s marketplace.

I’m reminded of the recent Simpsons episode about Apple. Excerpts of it made their way to YouTube as they play on several gripes people have with Apple. Arrogance was clearly a key theme in that episode. Another Apple parody, the MacBook Wheel spoof from The Onion, was more directly centred on making fun of users and elements related to Apple’s perceived arrogance were less obvious.

I don’t own AAPL.0 stock but, if I did, I might sell some. Sounds silly but corporations which treats its customers in this way aren’t something I would invest in. Despite the fact that I do “invest” in Apple products.

I just wish Apple “did the right thing.”

Student Engagement: The Gym Analogy (Updated: Credited)

Heard about this recently and probably heard it before. It’s striking me more now than before, for some reason.

[Update: I heard about this analogy through Peace Studies scholar Laurie Lamoureux Scholes (part-time faculty and doctoral candidate in Religion at Concordia University). Lamoureux Scholes’s colleague John Bilodeau is the intermediate source for this analogy and may have seen it on the RateYourStudents blog. There’s nothing like giving credit where credit is due and I’m enough of a folklorist to care about transmission. Besides, the original RYS gym-themed blog entry can be quite useful.]

Those of us who teach at universities and colleges (especially in North America and especially among English-speakers, I would guess) have encountered this “sense of entitlement” which has such deep implications in the ways some students perceive learning. Some students feel and say that, since they (or their parents) pay large sums for their post-secondary education, they are entitled to a “special treatment” which often involves the idea of getting high grades with little effort.

In my experience, this sense of entitlement correlates positively with the prestige of the institution. Part of this has to do with tuition fees required by those universities and colleges. But there’s also the notion that, since they were admitted to a program at such a selective school, they must be the “cream of the crop” and therefore should be treated with deference. Similarly, “traditional students” (18-25) are in my experience more likely to display a sense of entitlement than “non-traditional students” (older than 25) who have very specific reasons to attend a college or university.

The main statements used by students in relation to their sense of entitlement usually have some connection to tuition fees perceived to transform teaching into a hired service, regardless of other factors. “My parents pay a lot of money for your salary so I’m allowed to get what I want.” (Of course, those students may not realize that a tiny fraction of tuition fees actually goes in the pocket of the instructor, but that’s another story.) In some cases, the parents can easily afford that amount paid in tuitions but the statements are the same. In other cases, the statements come from the notion that parents have “worked very hard to put me in school.” The results, in terms of entitlement, are quite similar.

Simply put, those students who feel a strong sense of entitlement tend to “be there for the degree” while most other students are “there to learn.”

Personally, I tend to assume students want to learn and I value student engagement in learning processes very highly. As a result, I often have a harder time working with students with a sense of entitlement. I can adapt myself to work with them if I assess their positions early on (preferably, before the beginning of a semester) but it requires a good deal of effort for me to teach in a context in which the sense of entitlement is “endemic.” In other words, “I can handle a few entitled students” if I know in advance what to expect but I find it demotivating to teach a group of students who “are only there for the degree.”

A large part of my own position has to do with the types of courses I have been teaching (anthropology, folkloristics, and sociology) and my teaching philosophy also “gets in the way.” My main goal is a constructivist one: create an appropriate environment, with students, in which learning can happen efficiently. I’m rarely (if ever) trying to “cram ideas into students’ heads,” though I do understand the value of that type of teaching in some circumstances. I occasionally try to train students for a task but my courses have rarely been meant to be vocational in that sense (I could certainly do vocational training, in which case I would adapt my methods).

So, the gym analogy. At this point, I find it’s quite fitting as an answer to the “my parents paid for this course so I should get a high grade.”

Tuition fees are similar to gym membership: regardless of the amount you pay, you can only expect results if you make the effort.

Simple and effective.

Of course, no analogy is perfect. I think the “effort” emphasis is more fitting in physical training than in intellectual and conceptual training. But, thankfully, the analogy does not imply that students should “get grades for effort” more than athletes assume effort is sufficient to improve their physical skills.

One thing I like about this analogy is that it can easily resonate with a large category of students who are, in fact, the “gym type.” Sounds irrelevant but the analogy is precisely the type of thing which might stick in the head of those students who care about physical training (even if they react negatively at first) and many “entitled students” have a near Greek/German attitude toward their bodies. In fact, some of the students with the strongest sense of entitlement are high-profile athletes: some of them sound like they expect to have minions to take exams for them!

An important advantage of the gym analogy, in a North American context, is that it focuses on individual responsibility. While not always selfish, the sense of entitlement is self-centred by definition. Given the North American tendency toward independence training and a strong focus on individual achievement in North American academic institutions, the “individualist” character of the sense of entitlement shouldn’t surprise anyone. In fact, those “entitled students” are unlikely to respond very positively to notions of solidarity, group learning, or even “team effort.”

Beyond individual responsibility, the gym analogy can help emphasise individual goals, especially in comparison to team sports. In North America, team sports play a very significant role in popular culture and the distinction between a gym and a sports team can resonate in a large conceptual field. The gym is the locale for individual achievement while the sports team (which could be the basis of another analogy) is focused on group achievement.

My simplest definition of a team is as “a task-oriented group.” Some models of group development (especially Tuckman’s catchy “Forming, Storming, Norming, Performing“) are best suited in relation to teams. Task-based groups connect directly with the Calvinistic ideology of progress (in a Weberian perspective), but they also embed a “community-building” notion which is often absent from the “social Darwinism” of some capital-driven discourse. In other words, a team sports analogy could have some of the same advantages as the gym analogy (such as a sense of active engagement) with the added benefit of bringing into focus the social aspects of learning.

Teamwork skills are highly valued in the North American workplace. In learning contexts, “teamwork” often takes a buzzword quality. The implicit notion seems to be that the natural tendency for individuals to work against everybody else but that teams, as unnatural as they may seem, are necessary for the survival of broad institutions (such as the typical workplace). In other words, “learning how to work well in teams” sounds like a struggle against “human nature.” This implicit perspective relates to the emphasis on “individual achievement” and “independence training” represented effectively in the gym analogy.

So, to come back to that gym analogy…

In a gym, everyone is expected to set her or his own goals, often with the advice of a trainer. The notion is that this selection of goals is completely free of outside influence save for “natural” goals related to general health. In this context, losing weight is an obvious goal (the correlation between body mass and health being taken as a given) but it is still chosen by the individual. “You can only succeed if you set yourself to succeed” seems to be a common way to put it. Since this conception is “inscribed in the mind” of some students, it may be a convenient tool to emphasise learning strategies: “you can only learn if you set yourself to learn.” Sounds overly simple, but it may well work. Especially if we move beyond the idea some students have that they’re so “smart” that they “don’t need to learn.”

What it can imply in terms of teaching is quite interesting. An instructor takes on the role of a personal trainer. Like a sports team’s coach, a trainer is “listened to” and “obeyed.” There might be a notion of hierarchy involved (at least in terms of skills: the trainer needs to impress), but the main notion is that of division of labour. Personally, I could readily see myself taking on the “personal trainer” role in a learning context, despite the disadvantages of customer-based approaches to learning. One benefit of the trainer role is that what students (or their parents) pay for is a service, not “learning as a commodity.”

Much of this reminds me of Alex Golub’s blogpost on “Factory, Lab, Guild, Studio” notions to be used in describing academic departments. Using Golub’s blogpost as inspiration, I blogged about departments, Samba schools, and the Medici Effect. In the meantime, my understanding of learning has deepened but still follows similar lines. And I still love the “Samba school” concept. I can now add the gym and the sports teams to my analogical apparatus to use in describing my teaching to students or anybody else.

Hopefully, any of these analogies can be used to help students engage themselves in the learning process.

That’s all I can wish for.

Why Is PRI’s The World Having Social Media Issues?

Some raw notes on why PRI’S The World (especially “The World Tech Podcast” or WTP) is having issues with social media. It may sound bad, for many reasons. But I won’t adapt the tone.

No offense intended.

Thing is, I don’t really care about WTP, The World, or even the major media outlets behind them (PRI, BBC, Discovery).

Reason for those notes: WTP host Clark Boyd mentioned that their social media strategy wasn’t working as well as they expected. Seemed like a nice opportunity to think about social media failures from mainstream media outlets.

My list of reasons is not exhaustive and it’s not really in order of importance.

Social media works best when people contribute widely. In other words, a podcaster (or blogger, etc.) who contributes to somebody else’s podcast (blog, etc.) is likely to attract the kind of mindshare afforded social media outlets. Case in point, I learnt about WTP through Erik Hersman because Afrigadget was able to post WTP content. A more efficient strategy is to actually go and contribute to other people’s social media.

The easiest way to do it is to link to other people, especially other blogs. Embedding a YouTube video can have some effects but a good ol’ trackback is so much more effective. In terms of attention economy, the currency is, well, attention: you need to pay attention to others!

Clark Boyd says WTP isn’t opposed to interacting with listeners. Nice… Yet, there hasn’t been any significant move toward interaction with listeners. Not even “letters to the editor” which could be read on the radio programme. No button to leave audio feedback. Listeners who feel they’re recognized as being interesting are likely to go the social media route.

While it’s a technology podcast, WTP is formatted as a straightforward radio news bulletin. “Stories” are strung together in a seamless fashion, most reports follow a very standard BBC format, there are very few “conversations” with non-journalists (interviews don’t count as conversations)… Such shows tend not to attract the same crowd as typical social media formats do. So WTP probably attracts a radio crowd and radio crowds aren’t necessarily that engaged in social media. Unless there’s a compelling reason to engage, but that’s not the issue I want to address.

What’s probably the saddest part is that The World ostensibly has a sort of global mission. Of course, they’re limited by language. But their coverage is even more Anglo-American than it needs to be. A far cry from Global Voices (and even GV tends to be somewhat Anglophone-centric).

The fact that WTP is part of The World (which is itself produced/supported by PRI, BBC, and Discovery) is an issue, in terms of social media. Especially given the fact that WTP-specific information is difficult to find. WTP is probably the one part of The World which is savvy to social media so the difficulty of finding WTP is made even more noticeable by the lack of a dedicated website.

WTP does have its own blog. But here’s how it shows up:

The main URL given for this blog? <tinyurl.com/wtpblog> Slightly better than <http://tinyurl.com/6g3me9&gt; (which also points to the same place). But very forgettable. No branding, no notion of an autonomous entity, little personality.

Speaking of personality, the main show’s name sounds problematic: The World. Not the most unique name in the world! 😉 On WTP, correspondents and host often use “the world” to refer to their main show. Not only is it confusing but it tends to sound extremely pretentious. And pretention is among the trickiest attitudes in social media.

A strange dimension of WTP’s online presence is that it isn’t integrated. For instance, their main blog doesn’t seem to have direct links to its Twitter and Facebook profiles. As we say in geek circles: FAIL!

To make matters worse, WTP is considering pulling off its Facebook page. As Facebook pages require zero maintenance and may bring help listeners associate themselves with the show, I have no idea why they would do such a thing. I’m actually having a very hard time finding that page, which might explain why it has had zero growth in the recent past. (Those who found it originally probably had friends who were adding it. Viral marketing works in bursts.) WTP host Clark Boyd doesn’t seem to have a public profile on Facebook. Facebook searches for WTP and “The World Tech Podcast” don’t return obvious results. Oh! There you go. I found the link to that Facebook page: <http://www.new.facebook.com/home.php#/group.php?gid=2411818715&ref=ts&gt;. Yes, the link they give is directly to the new version of Facebook. Yes, it has extra characters. No, it’s not linked in an obvious fashion.

That link was hidden in the August 22 post on WTP’s blog. But because every post has a link with “Share on Facebook” text, searching the page for “Facebook” returns all blogposts on the same page (not to mention the “Facebook” category for posts, in the right-hand sidebar). C’mon, folks! How about a Facebook badge? It’s free and it works!

Oh, wait! It’s not even a Facebook page! It’s a Facebook group! The difference between group and page seems quite small to the naked eye but ever since Fb came out with pages (a year or so ago), most people have switched from groups to pages. That might be yet another reason why WTP isn’t getting its “social media cred.” Not to mention that maintaining a Facebook group implies just a bit of time and doesn’t tend to provide direct results. Facebook groups may work well with preestablished groups but they’re not at all effective at bringing together disparate people to discuss diverse issues. Unless you regularly send messages to group members which is the best way to annoy people and generate actual animosity against the represented entity.

On that group, I eventually learn that WTP host Clark Boyd has his own WTP-themed blog. In terms of social media, the fact that I only found that blog after several steps indicates a broader problem, IMHO.

And speaking of Clark Boyd… He’s most likely a great person and an adept journalist. But is WTP his own personal podcast with segments from his parent entity or is WTP, like the unfortunately defunct Search Engine, a work of collaboration? If the latter is true, why is Boyd alone between segments in the podcast, why is his picture the only one of the WTP blog, and why is his name the domain for the WTP-themed blog on WordPress.com?

Again, no offence. But I just don’t grok WTP.

There’s one trap I’m glad WTP can avoid. I won’t describe it too much for fear that it will represent the main change in strategy. Not because I get the impression I may have an impact. But, in attention economy, “the squeaky wheel gets the grease.”

Oops! I said too much… 😦

I said I don’t care about WTP. It’s still accurate. But I do care about some of the topics covered by WTP. I wish there were more social media with a modicum of cultural awareness. In this sense, WTP is a notch above Radio Open Source and a few notches below Global Voices. But the podcast for Global Voices may have podfaded and Open Source sounds increasingly U.S.-centric.

Praises for AT&T

Wow!

I’m impressed.

No, I’m not a shill for AT&T. And I’m not even an AT&T customer yet.

So, what am I impressed by?

Customer service.

Quality of customer service.

Customer service representatives who do their job well.

Instead of just assuming that it should happen all the time and complain when it doesn’t, I get really impressed when it happens. Call me weird or naïve. Really, I don’t mind. I’m funny that way.

So…

My wife and I are moving to Austin, TX in a couple of weeks. She’s currently in NoHo, Massachusetts while I’m in Montreal, Qc. Because she doesn’t currently have her “social” for the U.S., I was to order phone and broadband services. We basically don’t need anything else, besides electricity.

Shopped around a bit. Asked some people over there about alternatives. People who are currently with AT&T said they had no problem with it. Someone with MCI is thinking of switching back to AT&T. Some people gave me more specific advice on plans, including measured service.

For one thing, AT&T’s phone plans are very affordable. Hard to beat, even. Measured service is exactly what we need as we’ll be making very few calls. It’s mostly a way to get incoming calls and have a landline for emergencies. I might end up with a cellphone at some point, but not right away.

Broadband isn’t too different. As someone said, broadband is pretty much a commodity so, unless there’s a very specific issue, any provider would do. I’ve been using DSL with Bell for a while and it’s quite decent. AT&T’s DSL plans are, again, very affordable and quite flexible. Better yet, the plans have no term commitment.

So I was pretty much set. I wanted to get a measured line as our primary residential phone line and the “Pro DSL” package (3Mbps).

Started the ordering process online. Entered our new home’s address. Wasn’t in the database. Spelled out the street number instead of using a digit and the address was found. But with the wrong zip code. Not slightly wrong, as from a neighbourhood close by. Completely wrong. Hundreds of miles away. But the city name was right. Didn’t want to risk it so I decided to complete the order with some assistance.

While doing all of this, a floating box appeared on the page to allow me to chat with a CSR. Normally, such a box might be quite annoying. But, in this case, it was exactly what I needed.

So I chatted with a CSR named Rachel. Got straightforward answers to all questions I had. One advantage of doing this kind of thing through chat is that it’s easy to copy and paste. Plus, you don’t get issues with trying to perceive tone or anything. It works.

I still needed to call customer service if I wanted to check the address from the database. Seemed perfectly reasonable. I could have proceeded with an online order but I really wanted to make sure everything was set right.

So I called the toll-free number, using Skype. (My headset is quite comfortable.)

Contrary to the experience most people have on most occasions, the voice-activated system was actually quite good. Very conversational and natural. Did a good job at recognizing everything which would be in a restricted list (numbers, place names, yes/no answers…). The recognition of a free-form answer was trickier but the NLP itself was quite efficient. It’s just that it’s difficult to pinpoint an issue like the one I was having with a few words. What’s more interesting, though, is that the system “failed gracefully.” Not only did it allow me to try another way to phrase my issue but it provided different examples every time. The nice little added touch was that, the first time it failed to understand my query, it asked “Did I get that right?” and when I answered “no” it actually said “My mistake.” Sounds really silly, but little things like that do help.

I got my query right the third time (by broadening it) and, after confirmation that this was what I wanted, I was directed to a CSR. Waiting time was less than a minute.

At this point, I just wanted to get information about the database entry for our address. My expectations were fairly low. But the CSR did exactly what he needed to do. (Didn’t catch his name. Given his accent, I would be very surprised if he weren’t from the U.S.) While I was just calling to make sure the address was right, I ended up ordering the services directly through the CSR. I may have missed on a deal but I really think it was worth it. The CSR was that good.

What did this CSR do so right? Simple things.

  • He adopted exactly the right tone with me, neither patronizing nor “salesmanish.”
  • He adopted the appropriate “colloquial yet respectful” form of speech.
  • He solved the database issue very efficiently.
  • He understood exactly what I wanted. Right away, he understood that the phone line I wanted was the most basic one.
  • He never tried to upsell me on anything. In fact, he reassured me that I might not need a protection plan for the lines in our new place.
  • He was frank about what the complimentary calling card would be. (I’m still getting it and I’m sure I’ll use it in an emergency, despite the ridiculously high rates charged.)
  • He explained everything he was doing.
  • He never put me on hold.
  • He explained every detail of each plan I was ordering.
  • He answered questions I didn’t even realize I wanted to ask.
  • He did everything his job required him to do.

I fully realize that many an administrator would look at this list and think that this CSR should get reprimanded or even fired. Especially since he was frank with me and never tried to upsell me on anything. But what many an administrator doesn’t seem to understand is that this quality of customer service goes a long way to bring in faithful customers.

I think that one key here is “basic psychology” and the importance of context. This CSR was able to adapt to my “style” right away. His strategy might not have worked with somebody else. But I’m actually convinced that he would have adapted his strategy according to my reactions. The exact opposite of “cookie cutter solutions.” Customized, personalized, tailored service. As if we were doing business in a small store.

Naysayers will say that my experience was positive because I was actually ordering a service. It will surely go downhill from there. That’s quite possible but, if it does, we will just switch our services to some other company. Not having a term commitment is very valuable, in this case. Besides, I will likely not have to do business with them directly very frequently, unless the services stop working. And the prices are low enough that our stakes in the matter are also quite low.

One reason I’m thinking so much about this is that I have done phone surveys about CSRs in the past. In fact, the surveys were about a phone company. When I completed the order and ended my call to customer service, I was thinking about my answers to survey questions (if I ever get asked). What is sad about surveys is that it’s impossible to give anyone any insight as to what, to me, constitutes excellent customer service. Sure, the ethnographer in me has to say this. But I think it goes beyond the differences in research methodology.

I just wish more people were to understand needs of different people.

Customer Service on the Phone: Netflix

Much of it sounds very obvious. Customers tend to prefer phone support instead of email. Customer service representatives who take more time on the phone with customers are more likely to make people happy. Many customers dislike offshoring. Customer service can make or break some corporations. Customers often have outlandish requests. Hourly salaries in call centres will vary greatly from one place to the other, even within the same area.

In other words, Netflix has done what many people think a company should do. We’ll see how it all pans out in the end.

The main reason this piece caught my attention is that I have been doing surveys (over the phone) about the quality of the service provided by customer service representatives over the phone. Not only am I working in a call centre myself (and can certainly relate with the job satisfaction which comes from empathy). But several of the surveys I do are precisely about the points made in this News.com piece. The majority of the surveys I do are about the quality of the service provided by customer service representatives (CSRs) at incoming call centres for a big corporation. So I hear a lot about CSRs and what they do well. Or not so well. One answer I’ve been hearing on occasion was “I’d appreciate it if I could talk to people who are a bit less courteous but who know more about the services the company is providing.” After interactions with several CSRs and tech support people, I can relate with this experience on a personal level.

The general pattern is that people do prefer it if they can speak directly (over the phone) with a human being who speaks their native language very fluently and are able to spend as much time as it takes with them on the phone. Most people seem to believe that it is important to be able to speak to someone instead of dealing with the issue in an “impersonal” manner.

Sounds obvious. And it probably is obvious to many executives, when they talk about customer service. So email support, outsourcing, offshoring, time limits on customer service, and low wages given to customer service representatives are all perceived by customers as cost-cutting measures.

But there’s something else.

We need the “chunky spaghetti sauce” of customer service. Yes, this is also very obvious. But it seems that some people draw awkward conclusions from it. It’s not really about niche marketing. It’s not exactly about customer choice or even freedom. It’s about diversity.

As an anthropologist, I cherish human diversity. Think of the need for biological diversity on the level of species but through the cultural, linguistic, and biological dimensions of one subspecies (Homo sapiens sapiens).
Yes, we’re all the same. Yes, we’re all different. But looking at human diversity for a while, you begin to notice patterns. Some of these patterns can be described as “profiles.” Other patterns are more subtle, harder to describe. But really not that difficult to understand.

The relationships between age and technology use, for instance. The common idea is that the younger you are, the more likely you are to be “into technology.” “It’s a generation thing, you know. Kids these days, they’re into HyPods and MikeSpaces, and Nit’n’do-wee. I’m too old to know anything about these things.”

Yeah, right.

All the while, some children are struggling with different pieces of technology forced unto them and some retirees are sending each other elaborate PowerPoint files to younger people who are too busy to look at them.

To go back to customer service on the phone. Some people are quite vocal about their preference for interactions with “real human beings” who speak their native language and are able to understand them. Other people would actually prefer it if they could just fire off a message somewhere and not have to spend any time on the phone. On several occasions having to do with customer service, I do prefer email exchanges over phone interactions. But I realize that I’m probably in the minority.

Many people in fact deal with different situations in different ways.

One paragraph I personally find quite surprising in the News.com piece is about the decision to not only strengthen the phone-based support but to, in effect, abolish email support:

Netflix’s decision to eliminate the e-mail feature was made after a great deal of research, Osier said. He looked at two other companies with reputations for superb phone-based customer service, Southwest Airlines and American Express, and saw that customers preferred human interaction over e-mail messages.

Sounds like a knee-jerk reaction to me. (It’d be fun to read the research report!) I’m pretty sure that most business schools advise future executives against knee-jerk reactions.

One thing which surprises me about the Netflix move is that, contrary to Southwest Airlines and American Express, the Netflix business is primarily based on online communication and postal services. My hunch is that a significant number of Netflix users are people who enjoy the convenience of one-click movie rentals without any need to interact with a person. Not that Netflix users dislike other human beings but they may prefer dealing with other human beings on other levels. If my hunch is accurate to any degree, chances are that these same people also enjoy it when they can solve an issue with their account through a single email or, better yet, a single click. For instance, someone might like the option of simply clicking a button on the Netflix website to put their rental queue on hold. And it might be quite useful to receive an email confirmation of a “Damaged Disc Report” (SRC: DISCPROBLEM) instead of having to rely on a confirmation number given on the phone by a friendly CSR in Oregon or, say, Moncton.

Yes, I’m referring to the specific instances of my interactions with Netflix. While I’d certainly appreciate the opportunity to speak with friendly French-speaking CSRs when I have problems with plane tickets or credit cards, I like the fact that I can deal with Netflix online (and through free postal mail). Call me crazy all you want. I’m one of those Netflix customers who find it convenient to deal with the company through those means. After all, Netflix is unlikely to have such an influence on my life that I would enjoy spending as much as ten minutes on the phone with friendly Oregonians.

As an ethnographer, I have not, in fact, observed Netflix to any significant extent. I’m just a random customer and, as it so happens, my wife is the one who is getting rentals from them. What little I know about the Netflix business model is limited to discussions about it on tech-related podcasts. And I do understand that Blockbuster is their direct target.

Yet it seems to me that one of the main reasons Netflix has/had been succeeding is that they went into relatively uncharted territory and tapped into a specific market (mixed analogies are fun). Even now, Netflix has advantages over “traditional” DVD rental companies including Blockbuster the same way that Amazon has advantages over Barnes and Noble. It seems to me that Amazon is not actively trying to become the next Barnes and Noble. AFAIK, Amazon is not even trying to become the next Wal-Mart (although it has partnered with Target).

Why should Netflix try to beat Blockbusters?

What does this all mean for corporate America?

Good Customer Service: Netflix

Sure, no company’s customer service is ever perfect but I like what Netflix has done.

As I’m back in Montreal and Netflix (unfortunately) doesn’t ship to Canada, I put my Netflix account on hold. It used to be that you could do just that from your account page but, these days, you need to send a message to customer service. Which I did and they suspended my account right away. I sent back the last DVD I had received from them and had put myself a note for when the hold would be lifted.

Because the PDA on which I had noted this date died on me, I didn’t notice that the date for my account reactivation had come by and, this morning, I received messages from Netflix telling me that my account was active again, that I was charged the regular fees, and that a movie would soon be sent to my address in Massachusetts. Oops! I should have changed my reactivation date! My mistake! Too late! Let’s hope I can push it back and not receive a DVD at an address where I’m not…

So I sent a message back to customer service. Not only did they reply quite fast and put a new hold on my account but they actually credited my credit card account for the fees that they had automatically taken from it. Sure, it makes a lot of sense to do just that. But many companies would only reimburse you if you complained, threatened to sue, and made a big fuss about it. So, it’s surprisingly nice to not have to go into a fit for a small thing like this.

Again, really, it’s not much. But it proves that Netflix got it: you don’t get good business if you constantly try to nickel and dime your customers.

So, thank you, Netflix!
